Job duties
- Demonstrate exceptional customer service by adhering to company standards and fostering a service-oriented environment that prioritizes customer satisfaction.
- Efficiently handle customer inquiries via phone, email, and live chat, providing accurate and prompt solutions.
- Gather insights from contact center agents on operational challenges and opportunities, and share valuable feedback with management for strategic planning.
- Regularly update and manage the knowledge base, including FAQs, troubleshooting guides, product information, and policies, ensuring it is accessible and relevant to team members and customers.
- Effectively communicate updates to policies, products, and procedures to customers and team members, ensuring clarity and consistency.
- Handling and resolving complex customer issues in collaboration with the department head and escalating them through agents, leveraging CRM tools and expertise to deliver satisfactory results.
- Assist in monitoring departmental Key Performance Indicators (KPIs), identifying operational improvement opportunities and implementing strategies to enhance efficiency and revenue generation.
- Provide support in monitoring and evaluating the quality of customer interactions to ensure compliance with company standards, and implement quality improvement actions where necessary.
- Create detailed daily, weekly, and monthly reports to track performance metrics, identify trends, and inform decision-making.
- Track customer volume data and business trends to aid operational planning and resource allocation.
- Work closely with departments such as IT, product teams, and customer service to ensure the knowledge base is aligned with existing products and policies.
- Provide coaching and constructive feedback to customer service and telesales representatives, helping them meet or exceed quality, sales, and service expectations.
- Participate in introducing and integrating new tools and technologies within the contact center, ensuring smooth adoption and improved workflow.
- Handle sensitive customer and company information with the utmost confidentiality and ensure confidentiality at all times.
Required qualifications, experience and skills
- Bachelor’s degree in a related field; Master’s degree preferred.
- Minimum 2-4 years of experience in a customer service role with proven experience working with CRM systems.
- Proficiency in Microsoft Office suite (Word, Excel, PowerPoint).
- Ability to navigate and use CRM features efficiently.
- Ability to communicate complex information clearly to both technical and non-technical audiences.
- Ability to analyze data and identify trends.
- Excellent telephone skills.
- Good communication and interpersonal skills.
- Excellent report writing and email skills.
